My Customers Say the Candle Stops Smelling After 20 Minutes — What Should I Tell Them?

What single test should I ask the customer to run? Step out of the room for five minutes and come back. Nothing about the candle changes in five minutes, so if the scent is obvious again on returning, the candle is working and their receptors had simply adapted. A second person entering after 30 minutes is the same test with someone else’s nose.
When is the complaint actually my fault? When a fresh nose also smells nothing. Then check the burn: if the melt pool has not reached the glass by two hours, the wick is too thin or the first burn was cut short. Moving from a Thin (C1) at ₹5.90 to a Thick (C2) at ₹9.44 costs ₹3.54 a candle.
Should I just increase the fragrance load? No — not for this complaint. Going from 8% to 10% on Apple Cinnamon moves the oil in a 200 g pour from ₹75.90 to ₹94.87 and changes nothing about adaptation. Raise the load only if you are below the lower of the two published ceilings: the wax grade’s maximum and the oil page’s stated candle range.
What happens to a nose in a closed room at minute 20
Human smell is built to report change, not to report constants. Sit in a room with a steady scent and the receptors that first registered it progressively stop signalling, because a signal that never varies carries no information. Perfumers call it olfactory adaptation, or nose blindness. It is not a candle fault, it is not a wax fault, it is not a fragrance oil fault, and it is not something CSI or any other supplier can sell you a fix for. It is simply how the sense works, and it works that way in every human being who has ever bought a candle.
The timing is the part that makes this complaint so consistent. A customer lights a jar, smells it strongly for the first several minutes while the melt pool is forming and the scent load in the room is climbing, and then — somewhere in the second half of the first half-hour — the perceived intensity falls away. They are in the room the whole time, so the only explanation available to them is that the candle stopped working. They then message you, usually with a timestamp: twenty minutes, half an hour, forty minutes. Different customers, the same story, because it is the same mechanism.
Two observations settle it almost every time. The first is that anyone who walks in from outside after that point smells the candle immediately and often calls it strong. Their receptors have not been sitting in it. The second is that the complaining customer smells it again themselves after stepping out to the balcony or the kitchen for five minutes and coming back. Nothing about the candle changed in those five minutes. Their nose reset.
This is the honest and slightly awkward part for a supplier to publish: the most common answer to this complaint costs nothing and involves buying nothing — not a stronger oil, not a higher load, not a different wax. CSI sells fragrance oil, and the correct reply to most of these messages is a paragraph of explanation, not an order. Where the complaint is real, it is usually a wick or a burn-instruction problem rather than a fragrance problem, and a Thick (C2) wick at ₹9.44 each costs ₹3.54 more than the Thin (C1) at ₹5.90.
One more thing to be clear about, because it changes the tone of your reply. The customer is not lying and is not being difficult. Their experience is exactly as described: at minute five it smelled strong, at minute twenty it did not. Any reply that starts by implying they are mistaken reads as a brush-off. The reply that works starts by agreeing with what they experienced and then explains why it happened.
The three questions that settle it before you promise anything
The diagram above is the whole triage. In a direct-to-consumer business run through Instagram and WhatsApp, the temptation is to settle every complaint instantly with a free jar, because the reply is quick and the customer is happy. That habit is expensive, it teaches you nothing about your own batches, and it hides genuine faults — if you replace every complaint without diagnosis, a real wicking problem will keep shipping for months.
Ask three questions instead. They take one message, they are not confrontational, and each one eliminates a whole category of cause. Send them as a single short message, not as an interrogation spread across three replies.

Question three is the one most makers skip, and it is the only one that can convict your own workshop. A candle whose melt pool never reaches the glass is evaporating scent from a much smaller surface than you designed for. Take a 6 cm jar: a full pool is about 28.3 cm² of warm, scent-releasing surface. If the pool stalls at 5 cm, you are down to about 19.6 cm² — the 6 cm pool is roughly 96% larger than the 5 cm one. That gap is not subtle to a nose, and it is a wick and burn-instruction problem, not a fragrance problem (wick sizing by diameter).
What the candle is actually doing between minute 20 and hour two
Here is the mechanical irony of this complaint. At the moment the customer decides the candle has stopped, the candle is typically at its weakest output of the whole burn — and is about to get stronger. Fragrance leaves a container candle from the warm liquid surface. That surface starts as a small ring around the wick and widens outwards until it reaches the glass, which in a soy container candle commonly takes an hour or two on a first burn. So the real curve is rising while the perceived curve is falling. The two cross somewhere in the first half-hour, and that crossing point is the complaint.
The arithmetic of that surface is worth knowing by heart, because it is what decides how much scent a jar can put into a room and it is decided by your jar diameter and your wick, not by your oil. Pool area grows with the square of the diameter, so small increases in diameter are large increases in evaporating surface.

An 8 cm pool is about 78% larger than a 6 cm pool. That is why the same fragrance, at the same percentage, in the same wax, reads as “fills the flat” in one jar and “only smells close up” in another. If your customers keep reporting that a candle fades in a large drawing room, the honest answer is usually that they bought a small jar for a big room — and the commercial answer is to sell them two (fragrances for large living rooms), or to build a wider jar into your range.
Room volume: the number nobody on either side of the conversation has calculated
A 12 ft by 10 ft bedroom with a 10 ft ceiling holds roughly 34 cubic metres of air. An open-plan drawing room and dining space of 18 ft by 14 ft holds about 71 cubic metres — around 2.1 times as much air for the same jar to scent. Add a ceiling fan on speed three, or a split air conditioner cycling, and the scented air is being diluted and moved away from the person sitting in it. None of that is a defect in the candle, and all of it is invisible to a customer who is simply reporting what their nose told them.
Indian homes make this worse in two specific ways worth naming in your reply. Ceiling fans run for most of the year in most of the country, and they are very effective at stirring scented air up and out of the seated breathing zone. And in summer, windows are shut and air conditioning runs — which helps the scent stay in the room, but also cools the air and gives the customer several hours of uninterrupted exposure, which is exactly the condition in which adaptation is strongest. A jar that “works” at a Diwali gathering with people walking in and out often “stops working” on a quiet Tuesday night in the same room.
When the complaint is real: five causes that are yours
If a second person walks in at minute sixty and also smells nothing, stop explaining and start diagnosing. That single observation moves the complaint out of perception and into manufacture. Five causes cover almost all of it, and four of the five are decided in your workshop before the jar was ever packed.

Notice what is not on that list: the fragrance oil being “weak”. It happens, but it is the last thing to suspect and the most expensive to act on, because switching oils means re-testing wick, load and cure from scratch. Before you blame an oil, confirm that your load is inside both published ceilings — the wax grade’s stated maximum and the oil page’s own stated candle range, with the lower figure governing. Apple Cinnamon states soy 6–10% of total wax weight on its page; Japanese Cherry Blossom states 6–13%; Mahogany Teakwood states 7–9% in soy. Against CSI 464 at up to 10%, the governing figure is 10%, 10% and 9% respectively.
The wick conversation is the cheapest of all the real fixes. Moving a 200 g jar from a Thin (C1) at ₹5.90 to a Thick (C2) at ₹9.44 adds ₹3.54 per candle, or ₹212.40 across a batch of 60. Even at that, wick sizing tables by diameter are not published on CSI wick pages, so the only honest method is a test burn in your actual jar with your actual load. Wooden wicks are a different lever again — Performance Wooden Wicks are ₹590.00 for a pack of 10, ₹59.00 each, and behave differently enough that they need their own burn tests rather than a swap.
The reply, written out: three situations, three messages
A good reply to this complaint does four things and no more: it confirms the customer is not imagining it, it names the cause in plain language, it gives them a test they can run in five minutes, and it makes clear what you will do if the test fails. Long replies read as defensive. Technical replies read as evasive. Keep it to a short paragraph, in the voice you use on your own Instagram.
Situation one — the message arrives, nothing else is known yet
“Thank you for telling me — and you are not imagining it. Our noses stop registering a steady scent after about twenty minutes in the same room, which is why the candle seems to fade even when it is burning exactly as it should. Two quick checks: step out for five minutes and come back in, and ask anyone who walks in later whether they can smell it. If either of those says the scent is still there, the candle is fine and it is your nose taking a break. If both say there is nothing, message me back and I will replace it.”
That message costs nothing, is entirely true, and ends most threads. Note what it does not do: it does not say “all candles do this”, which sounds like an excuse, and it does not lecture. It also commits you to a replacement on a clear condition, which is what makes it credible rather than a deflection.
Situation two — the visitor test failed and the burn sounds wrong
“That sounds like a wick issue on my side rather than the scent. Can you tell me — after about two hours burning, does the melted wax reach the glass all the way round, or is there a rim of unmelted wax left? If the wax is not reaching the edge, the flame is too small for this jar and I will send you a replacement on a thicker wick. That is my error and I would like to fix it properly rather than send you the same candle again.”
This is the reply that protects the brand, and it is the one most small makers avoid because it admits a fault. It should not be hard to say: a jar of materials is ₹277.68 and a customer who watched you diagnose your own product is worth considerably more than that. Then act on it — pull the rest of that batch, burn a retained jar, and either re-wick the remaining stock or sell it with a different burn instruction.
Situation three — a wholesale or corporate buyer, not a retail customer
Corporate gifting buyers ask this question differently. They will not run a five-minute test; they will forward one complaint from one recipient and ask whether the whole order is affected. Answer with the batch, not the mechanism: give them your pour date, your cure period before dispatch, your load as a percentage of wax weight, and the fact that you have burned a retained jar from the same batch. A buyer placing a 300-piece Diwali order wants to know you keep records. Most do not, and the ones who do win the repeat order.
The care card that stops the message being sent at all
The cheapest thing on this page is a printed line on a sticker. What goes on it matters more than the format. Most care cards published by small Indian brands cover trimming and safety, which is right, and say nothing at all about how scent is perceived, which is the actual source of the messages you are getting. Add two lines about the nose and one about the first burn and you will see the volume of these messages drop.

Two words of caution on wording. Do not make claims about what the candle does to air quality, health or mood on a card you print — stay with how to burn it and what to expect. And do not promise a number of hours of fragrance. Burn time depends on the jar, the wick, how long each burn lasts and the room, and a printed promise is a complaint waiting to happen. “Ready to burn from” a date is a promise you control; “40 hours of scent” is not.
Prove it on your side: the retention jar
A retention jar is one candle from each batch that never goes on sale. You label it with the batch, the pour date, the wax grade, the oil, the load as a percentage of wax weight and the wick, and you keep it on a shelf. When a complaint arrives, you light it. One jar out of sixty is 1.7% of the batch — ₹277.68 of materials — and it is the difference between an opinion and an answer.
Keep the last twelve retained jars. That is ₹3,332.13 of materials tied up on a shelf, which sounds like a lot until a corporate buyer asks what you do about quality control and you can describe it in two sentences. It also gives you a scent library: burning a nine-month-old retained jar next to a fresh one tells you how your range ages, which is information no supplier can give you about your own formula.
Replace, refund or explain: the arithmetic behind each choice
Every reply to this complaint has a price. Explaining costs your time. Replacing costs materials, packaging and postage. Refunding costs the sale price and the materials. What most small brands do is decide in the moment, which means they replace when they are tired and explain when they are busy — and end up with neither a policy nor a record. Run it across a batch. Sixty jars on the unit above is ₹16,660.66 of materials. If 5% come back and you replace all three without diagnosis, that is ₹833.03 — 5% of the batch cost, which is survivable. The danger is not the three jars; it is that replacing without diagnosis means the same 5% recurs on every batch, and that the one complaint in the three that was a real wicking fault has now shipped twice. Fitting every jar with a care sticker instead costs ₹49.56 across the same batch.
There is a pricing dimension to this too. A candle sold at a price that assumes zero returns is priced wrong; build a small allowance into the number and these decisions stop feeling like losses (pricing candles in India). And if you sell at gifting events or through resellers, write the two tests into the note that goes with the stock, because the person answering the customer will not be you.
